The AI Friction Gap: What Customers Expect from CX in 2030

Customer experience is improving—but customer expectations are moving even faster.
According to the CCW Digital CX in 2030 Market Study, 45% of consumers believe customer service has improved over the past year, while 37% say it has gotten worse. That is encouraging progress. But it should not be mistaken for transformation.
Most customers still find service inconvenient, impersonal, and inconsistent. The gap between the experience AI promises and the experience customers actually receive is what I call the AI friction gap—and closing it will be one of the defining CX challenges between now and 2030.
Automation Is Growing Faster Than Trust
Companies are moving quickly toward AI-powered service. Customers can feel that shift: 89% say businesses have become more likely to require self-service before—or instead of—access to a live representative.
Yet confidence has not kept pace. While 75% of consumers trust a live phone agent to solve their problem, only 18% say the same about chatbots and just 14% about automated phone systems.
Customers are not rejecting AI itself. They are rejecting experiences that trap them in automation, repeat questions, lose context, or fail to resolve the issue.
Customers Want Resolution, Choice, and a Way Out
The study offers an important signal for CX leaders: 87% of consumers are open to using self-service more frequently.
But adoption must be earned.
Nearly half say they would be more willing to use self-service if they could quickly escalate to a human. Others want confidence that the automated experience can fully resolve their issue and that they will not have to repeat themselves if an escalation occurs.
The lesson is straightforward: the future of CX is not AI versus people. It is AI and people working as one connected system—giving customers speed when automation works and skilled human support when judgment, creativity, or empathy matters most.
Trust Will Be the Real Differentiator
As AI becomes more capable, transparency will matter as much as efficiency. Seventy-six percent of consumers report growing concern about data privacy and security, while 55% expect companies to disclose whether they are interacting with a person or AI.
By 2030, the strongest CX organizations will not simply automate more interactions. They will design experiences that preserve context, provide clear choices, protect customer information, and bring in the right human expertise at precisely the right moment.
The brands that close the AI friction gap will be those that stop measuring success by how many interactions they automate—and start measuring whether customers leave with their problem solved and their trust intact.
