Better Isn’t Good Enough: The CX Gaps Brands Must Close Before 2030

For the first time in years, there’s encouraging news about customer experience. 

CCW Digital’s CX in 2030 Market Study found that 45% of consumers believe customer service improved over the past year, compared with 37% who believe it got worse. That’s meaningful progress. 

But from an operations perspective, the more important question is: Are we improving fast enough? 

Because “better” and “good” aren’t the same thing. 

Despite recent progress, 60% of consumers still find the typical customer experience inconvenient. Seventy-five percent say experiences lack sufficient personalization and channel autonomy, while 82% say they lack consistency.  

For CX leaders planning toward 2030, that’s the real challenge. We can’t simply optimize what exists today. We have to close the operational gaps that continue creating friction for customers.

Gap #1: Customers still have to work too hard 

Some of the most persistent CX problems aren’t new. 

According to the CCW Digital study, 43% of consumers frequently encounter long wait or hold times, 41% struggle to reach a live person, 36% have to repeat information, and 35% face repetitive questions.  

Technology may be changing rapidly, but these findings show that many of the underlying operational challenges haven’t disappeared. 

That matters because customers experience your operation as one journey. They don’t care which system owns their data, which channel they started in, or why they were transferred. They experience every disconnected process as friction. 

By 2030, the strongest CX operations won’t simply be faster. They’ll require less effort from the customer.

Gap #2: AI adoption is moving faster than customer confidence 

The push toward AI isn’t slowing down. In fact, 89% of consumers say companies became more likely over the past year to require self-service before or instead of speaking with a person.  

But adoption and confidence aren’t moving at the same pace. 

The study found that 75% of consumers are confident a live phone agent can solve their problem, compared with just 18% for chatbots and 14% for automated phone support.  

That doesn’t mean organizations should retreat from AI. It means we need to get more disciplined about where and how we deploy it. 

From an operational standpoint, the goal shouldn’t be automation for automation’s sake. It should be determining where AI can remove effort, accelerate resolution, support human expertise, and ultimately create a better outcome.

Gap #3: A faster response doesn’t always mean a resolved customer 

This is where the Resolution Gap becomes especially important. 

The Liveops research featured in the CCW Digital study found that only 9% of consumers say a quick response matters most. Meanwhile, 28% say one of their biggest frustrations is receiving a quick initial response only to have to contact support again. And 59% say handoffs are difficult because they have to explain their issue again.  

That gap between a fast response and a successful outcome is what we define as the Resolution Gap. 

For operations leaders, it challenges us to think differently about performance. Speed, containment, and automation rates still matter, but they don’t tell us whether we made the experience easy or actually solved the customer’s problem.

Gap #4: AI and human expertise still aren’t connected enough 

One of the biggest opportunities between now and 2030 isn’t simply deploying more technology. It’s orchestrating everything we already have more effectively. 

The CCW Digital study highlights a familiar operational problem: organizations can invest heavily in AI while leaving the underlying operating model largely unchanged. AI tools, customer intelligence, workflows, reporting, quality processes, and human expertise can remain disconnected.

The operations mandate for 2030 

As AI takes on more routine interactions, the work reaching people is likely to become more complex, specialized, emotionally sensitive, regulated, and consequential. The CCW Digital study argues that this makes human expertise more important, not less.  

That changes the operational mandate. 

We need to think beyond simply having enough capacity. We need the ability to connect the right interaction with the right resource at the right moment, while giving both technology and people the context they need to deliver a better outcome. 

The brands that lead CX in 2030 won’t necessarily be the ones with the most AI, the fastest response times, or the most channels. 

They’ll be the ones that connect those capabilities into an experience that feels simple to the customer. 

Progress is encouraging. But the next four years have to be about turning progress into resolution.
