Healthcare Doesn’t Need More AI. It Needs More Certainty.

Healthcare organizations are under enormous pressure to do more with less.

Rising costs, increasing patient expectations, and growing operational complexity are pushing leaders to rethink how they deliver care and support. And increasingly, AI is being positioned as the answer.

But I think we’re asking the wrong question.

The question isn’t how much AI healthcare organizations can deploy. It’s whether that technology is actually making the experience better for the people who depend on it.

Because when someone is trying to understand their benefits, schedule an appointment, or resolve a billing issue, they aren’t thinking about the sophistication of the technology behind the interaction. They want to know they’ll get the right answer, reach the right person when needed, and leave the conversation with confidence.

Healthcare doesn’t need more AI for the sake of AI. It needs more certainty in the outcomes AI delivers.

The Confidence Gap Healthcare Can’t Afford to Ignore

The healthcare industry has made significant investments in digital transformation, yet there’s still a disconnect between operational efficiency and the experience patients actually have.

Our 2026 Resolution Gap Report reveals just how important that distinction is. In a survey of 1,000 US consumers, 93% said easy access to a person is important when automation fails, while 86% said their trust increases when they can easily switch from automation to human support.

These findings aren’t specific to healthcare, but their implications for the industry are significant.

A patient trying to clarify prescription coverage or a member navigating a denied claim isn’t simply looking for a faster interaction. They’re looking for reassurance that their issue is understood and that someone can help them move forward.

AI can absolutely improve access, speed, and efficiency. But when automation creates another obstacle between people and the answers they need, it can undermine the very trust healthcare organizations are trying to build.

The real measure of AI success isn’t how many interactions it handles. It’s how confidently those interactions are resolved.

Automation Should Reduce Friction, Not Create More of It

One of the biggest opportunities for AI in healthcare is removing unnecessary complexity from the patient and member experience.

Think about the number of interactions that involve appointment scheduling, eligibility verification, prescription questions, or benefits navigation. Many of these processes have repeatable elements that automation can simplify.

But healthcare interactions rarely follow a perfect script.

A straightforward benefits question can quickly become a complicated coverage issue. An appointment request can uncover an urgent access concern. A billing inquiry can involve multiple departments, systems, and policies.

This is where the quality of the handoff becomes just as important as the quality of the automation.

Our Resolution Gap research found that only 10% of consumers say transitions from automation to human support are always smooth, while 59% report having to repeat information when they’re transferred.

In healthcare, that kind of friction can mean more than inconvenience. It can create confusion, delay resolution, and leave patients uncertain about what happens next.

The opportunity isn’t to eliminate human involvement. It’s to design AI and human support to work together so that context carries forward, escalation is seamless, and patients don’t have to start over.

Certainty Requires More Than Technology

One of the challenges I see across customer experience is the assumption that implementing AI automatically creates a better operating model.

It doesn’t.

Technology is only one part of the equation. Healthcare organizations also need the right processes, specialized talent, governance, and operational flexibility to support increasingly complex interactions.

As AI takes on more routine tasks, the conversations reaching human agents often require greater judgment, empathy, and industry-specific knowledge.

That changes how healthcare leaders should think about their customer experience strategies.

The goal should be to build a model where AI handles what it does best, while experienced people are available for situations that require understanding, discretion, and accountability.

That also means measuring more than containment rates or cost per interaction. Leaders should be looking at first-contact resolution, patient satisfaction, escalation effectiveness, and whether people are actually getting the answers they need.

Efficiency matters. But efficiency without resolution isn’t progress.

The Next Competitive Advantage in Healthcare CX Is Confidence

I believe the healthcare organizations that lead the next phase of AI adoption won’t necessarily be the ones deploying the most technology.

They’ll be the ones that can demonstrate the most reliable outcomes.

That means knowing when to automate, when to involve a person, and how to orchestrate the entire experience so patients and members receive consistent, informed support.

At Liveops, we see this as an opportunity to bring together AI orchestration, specialized human expertise, and flexible service delivery to help healthcare organizations improve both operational performance and the experiences they provide.

The future of healthcare CX isn’t about choosing between AI and people. It’s about building an operating model where both contribute to better outcomes.

Because ultimately, patients don’t measure innovation by how much AI an organization uses.

They measure it by whether they can trust the experience.

And that’s where healthcare leaders should be investing.
